SYSTEMS AND METHODS RELATING TO MANAGING CROSS-CHANNEL INTERACTIONS IN CONTACT CENTERS
A method facilitating a cross-channel interaction between a customer and a contact center. The method includes: receiving and conducting a first interaction with the customer; determining a first identifier related to the first interaction; storing, in a database, the first identifier and associating the first identifier with the first interaction; receiving a second interaction from the customer; determining a second identifier related to the second interaction; using the second identifier to check the database to determine if the second interaction is associated with the first interaction; determining, based on the check of the database, that the second interaction is contextually related with the first interaction; and modifying, in response to determining that the second interaction is contextually related to the first interaction, at least one way in which the second interaction is handled by the contact center.
COMMUNICATION ATTEMPTS MANAGEMENT SYSTEM FOR MANAGING A DIALER IN A CONTACT CENTER
A dialer in a contact center is managed by a Communication Attempt Management System (“CAMS”) for tracking the total number of communications attempts, including voice calls, originated to an individual within a period of time. A list comprising account data of a plurality individuals may be processed by the CAMS to identify those accounts exceeding a weekly limit on the number of allowable communication attempts and are not authorized to receive further communications in that period of time. The list is modified to reflect those accounts which have not exceeded their corresponding limit and are authorized to be contacted. The modified list is provided to the dialer, which then originates a call to each account. The CAMS may then update each account to reflect each communication attempt made by the dialer and whether the communication is considered exempt or non-exempt with respect to the communication limits.
Techniques for sharing control of assigning tasks between an external pairing system and a task assignment system with an internal pairing system
Techniques for sharing control of assigning tasks between an external pairing system and a task assignment system with an internal pairing system are disclosed. In one embodiment, the techniques may be realized as a method for sharing control of assigning tasks between an external pairing system and a task assignment system with an internal pairing system comprising receiving, from the task assignment system, a plurality of task pairing requests and an agent pairing request, wherein each task request of the plurality of task pairing requests is assigned to one of a first pairing strategy and a second pairing strategy. The agent pairing request may indicate an agent that is available for pairing. The method may further comprise transmitting, to the task assignment system, a pairing recommendation being based in part on the plurality of task pairing requests, the first pairing strategy, the second pairing strategy, and the agent pairing request.
NATURAL LANGUAGE PROCESSING FOR INFORMATION EXTRACTION
A company may implement automated workflows for convenience of users or to reduce support costs. For example, allowing a user to change an address using an automated workflow may be faster or less expensive than with a human agent. In some instances, a first communications session may be started between a first user and a second user. During the first communications session, one or more communications may be processed to select an intent of the first user and a value of an information item communicated by the first user. An automated workflow may be selected to continue assisting the first user, and the first user may be transferred to a second communications session with the automated workflow. The automated workflow may be initialized with the value of the information item that was provided during the first communications session so that the first user does not need to repeat information.
Systems and methods for multichannel routing of work items in a contact center
A multichannel routing system for multichannel routing administration is disclosed. The multichannel routing system includes a data mining module configured to gather a plurality of profiles of agents and a plurality of parameters associated with one or more incoming work items. The multichannel routing system further includes a monitor module configured to monitor current status of the agents and priority of the incoming work items. The multichannel routing system further includes an analysis module configured to generate a multiplicity configuration of the agents based on the monitored current status of the agents and the priority of the incoming work items. The multichannel routing system further includes an assignment module configured to assign a plurality of media channels to the agents based on the generated multiplicity configuration, wherein the assignment of the media channels enables the multichannel routing administration.
Techniques for benchmarking pairing strategies in a contact center system
A method is provided. The method comprises associating a first pairing strategy to a first plurality of contacts during a first period of time, associating a second pairing strategy to a second plurality of contacts during a second period of time, associating a third pairing strategy to a third plurality of contacts during a third period of time, associating the first pairing strategy to a fourth plurality of contacts during a fourth period of time, associating the second pairing strategy to a fifth plurality of contacts during a fifth period of time, associating to a sixth plurality of contacts during a sixth period of time, determining a first performance measurement based on outcomes of the first, second, fourth, and fifth pluralities of contacts, determining a second performance measurement based on outcomes of the third and sixth pluralities of contacts, and outputting data that enables a comparison of the first and second performance measurements.
Systems and methods for flexible and extensible contact center routing
Systems and methods for flexible and extensible contact center routing are disclosed. Incoming communications are received at a contact center from one or more customers. A pairing score is determined for each agent capable of servicing the incoming communications for each of the one or more customers based on customer attributes and/or agent attributes that are adjustable and extensible. An incoming communication is routed from a customer to an agent having a highest pairing score with the customer. The incoming communication can be routed on a first communication channel and then switched over to a second communication channel. The first communication channel and second communication channel can be different types of communication channels.
CALL MOBILITY
A method has steps for receiving at a call center implemented in a network, a first call from a caller using a first telephony-enabled device, connecting the received first call to an agent in the call center, creating and storing in a data repository at the call center a live call record associating an identity of the caller or a device of the caller with the agent to whom the first call is connected, receiving, while the first call is active, a second call from the same caller using a second telephony-enabled device, querying the data repository and discovering the live call record, routing the second call to the same agent to whom the first call is routed, and terminating the first call, but leaving the live call record in place.
Sentiment progression analysis
Various embodiments of the present disclosure performing conversation sentiment monitoring for a conversation data object. In various embodiments, a text block that can be resized is identified within a conversation data object and successive regularized sentiment profile generation iterations are performed until a regularized sentiment score of the block exceeds a regularized sentiment score threshold. A current regularized sentiment profile generation iteration involves determining a regularized sentiment score for the block based on an initial sentiment score, a subjectivity probability value, and, optionally, a stage-wise penalty factor. A determination is then made as to whether the score exceeds the threshold. If so, then a regularized sentiment profile of the conversation data object is updated based on the regularized sentiment score. If not, then the text block is resized and a subsequent regularized sentiment profile generation iteration is performed based on the resized block.
Assignments of incoming requests to servers in computing clusters and other environments
An embodiment may involve persistent storage containing definitions of a set of queues and a set of servers, and wherein the servers are respectively associated with deactivation times. One or more processors may be configured to: (i) identify, by an assignment engine, an incoming request in a particular queue, wherein the incoming request is ready for assignment to one of the servers; (ii) determine, by the assignment engine and based on data associated with the incoming request, an expected duration for servicing of the incoming request; (iii) calculate, by the assignment engine and based on the deactivation times, times remaining in service for each of the servers; (iv) select, by the assignment engine and from the servers, a particular server that has a time remaining that is greater than the expected duration; and (v) assign, by the assignment engine, the incoming request to the particular server.
