On-Hold Experience
Technology for placing a user on-hold can include sending a push notification to a user device after the call has been placed on-hold. A link in the push notification can request authentication credentials from the user. When the authentication credentials have been received and verified, a chat window can be launched via an application on the user device. The intent of the call can be determined based at least in part by information received via the chat window. The authentication information and the intent of the call can be transferred to a representative answering the call.

Message-Based Interactive Voice Response Menu Reconnection
Message-based interactive voice response (IVR) menu reconnection is used to reconnect a calling device to a destination at a specific node of a call path after the calling device disconnects from a call with the destination. Menu options of an IVR service presented during a call between the calling device and the destination are determined responsive to the calling device disconnecting from the call. A message including one or more selectable elements each associated with one of the menu options is then transmitted to the calling device. Responsive to a selection of a selectable element at the calling device, the calling device is connected to a destination endpoint. Thus, where the calling device had partially or fully traversed an IVR service during the call, the message-based IVR menu reconnection disclosed herein enables the calling device to reconnect to the destination without having to repeat that IVR service traversal.
Auto Switch - Call Center-Based Automated Interface with Voice Switches for Voice Service Diagnostics and Provisioning
Novel tools and techniques are provided for implementing call center-based automated interface with voice switches for voice service diagnostics and provisioning. In various embodiments, in response to receiving a request by a call center user to access a voice service customer account, a computing system may access information regarding the voice service customer account that is stored in a database, may identify a switch that is configured to control voice service to a customer premises associated with the customer, based at least in part on the accessed information, and may autonomously access, from other databases, information associated with the voice service customer account. The computing system may integrate the accessed information, may generate and present a user interface (“UI”) displaying the accessed information, and may generate and present one or more options within the UI for the call center user to select to change features of the voice service.
Accelerating pre-production feature usage
Traditionally, when a feature is updated or a new feature is released, the feature undergoes internal testing and validation before external distribution. However, some features may receive proportionately less internal usage than customer usage reflected externally. Low internal usage of features can lead to weak telemetry data, which can allow code regressions (e.g., bugs) to go undetected until the features are released to customers. Accordingly, accelerated internal feature usage is provided to mirror external customer usage. Highly used features are dynamically identified and, any deficiencies in internal feature usage are identified. Tenant sites estimated to generate at least a portion of the deficiency in feature usage are identified. These sites may be migrated or replicated to internal validation rings to generate additional internal feature usage. By increasing internal testing and validation, the stability and reliability of feature releases are increased, thereby improving customer experience and satisfaction with the software product.
AGENT ASSIST DESIGN - AUTOPLAY
A method for filtering a plurality of agent-customer interactions to determine whether one or more of a plurality of agent-customer interactions should be stored in a library of Artificial Intelligence (AI) files related to an interactive voice response system (IVR) is provided. The method may include receiving an identification of a plurality of IVR flashpoints, monitoring and/or reviewing the plurality of agent-customer interactions, and determining whether one of the plurality of agent-customer interactions meets a threshold number of the IVR flashpoints. For each of the plurality of agent-customer interactions that meets a threshold number of the IVR flashpoints, the method may further direct the IVR to convert the interaction into an IVR workflow and store the IVR workflow in the library of AI related to IVR.
Selecting a target queue for an electronic communication
In some implementations, a cloud computing system that executes a function may receive an indication of an electronic communication to occur between a customer and an agent. The cloud computing system that executes the function may determine a classification of the electronic communication based on a first set of rules stored in a database of the cloud computing system and attributes associated with the electronic communication. The cloud computing system that executes the function may select, based on the classification of the electronic communication, a target queue from a plurality of potential queues to be associated with the electronic communication based on a second set of rules stored in the database. The cloud computing system that executes the function may select the agent from a plurality of potential agents for the electronic communication based on an association between the agent and the target queue.
User Experience Workflow Configuration
A user experience workflow may be configured based on input received for various object types selectively arranged within the user experience workflow and then bound to a destination identifier, such as a telephone number or web address. A user interface of software for configuring a user experience workflow is presented at a user device and input from that user device is used to selectively arrange objects within a user experience workflow and/or to configure objects thereof. After configurations are applied to the objects, the user experience workflow is bound to the destination identifier. An end user device which accesses the destination identifier (e.g., by calling the telephone number, visiting the web address, or using an application connecting to the web address) may then traverse the user experience workflow, including in some cases having configured content presented thereto.
TEMPLATE-BASED MANAGEMENT OF TELECOMMUNICATIONS SERVICES
Certain aspects of the disclosure are directed to template-based management of telecommunications services. According to a specific example, a server is provided comprising one or more computer processor circuits configured to interface with a remotely-situated client entity using a first programming language. The server includes a call control engine that is configured to provide a private branch exchange (PBX) for the client entity, and identify a call control template written in a second programming language. The call control engine is further configured to control call routing by the PBX, by executing the call control template to identify at least one data source that corresponds to a call property for the VoIP telephone call, retrieve data from the data source, and implement one or more call processing functions specified by the call control template as being conditional upon the retrieved data.

A system and method for automated customer response system mapping and duplication to provide for a common Interactive Voice Response (“IVR”) system import language or structure, comprising a contact center crawler which connects with an existing automated contact center system, may navigate and map that system by recording and selecting each available option or by interfacing with the code that makes up the IVR itself to generate a model, records the response to each selected option, and feeds the options and responses to a tree creator; a CX model generator which organizes the options and responses into a data map such as a tree or more graph-like or map-like structure, where logical conditions or operations such as loops and recursion may be present; and a coding engine that generates programmatic code representing the data model that is imported into another IVR platform for execution.
