Second level interactive voice response component

In an example embodiment, a solution is provided that introduces a second level IVR component controlled by a call control service that also controls a first IVR component. Controlling the IVR components using this call control service (which also interfaces with client software operated by a human agent) allows for data collected during the IVR sessions or during a live session with the human agent to be shared among the components. This also acts to eliminate the need for a traditional “transfer” of a call from a human agent to an IVR or vice versa, which would often be accompanied by audible clicks or beeps discernable to the caller.

System and method for communication analysis for use with agent assist within a cloud-based contact center

Methods to reduce agent effort and improve customer experience quality through artificial intelligence. The Agent Assist tool provides contact centers with an innovative tool designed to reduce agent effort, improve quality and reduce costs by minimizing search and data entry tasks The Agent Assist tool is natively built and fully unified within the agent interface while keeping all data internally protected from third-party sharing.

Integration of human agent and automated tools for interactive voice response (IVR) systems

When a caller initiates a conversation with an interactive voice response (“IVR”) system, the caller may be transferred to a live agent. Apparatus and methods are provided for integrating automated tools and artificial intelligence (“AI”) into the interaction with the IVR system. The automated tools and AI may track the conversation to decipher when to transfer the caller to the agent. The agent may determine which machine generated responses are appropriate for the caller. AI may be leveraged to suggest responses for both caller and agent while they are interacting with each other. The agent may transfer back the caller to the IVR system along with the appropriate machine generated response to maintain efficiency and shorten time of human agent interaction.

Virtual assistant architecture for natural language understanding in a customer service system

A virtual assistant system for communicating with customers uses human intelligence to correct any errors in the system AI, while collecting data for machine learning and future improvements for more automation. The system may use a modular design, with separate components for carrying out different system functions and sub-functions, and with frameworks for selecting the component best able to respond to a given customer conversation.

CONFIGURATION THAT PROVIDES AN AUGMENTED VOICE-BASED LANGUAGE INTERPRETATION/TRANSLATION SESSION

A computer implemented language interpretation/translation platform is provided. The computer implemented language interpretation/translation platform comprises a processor that receives a request from a mobile computing device for a voice-based language interpretation/translation session. Further, the processor determines a potential language interpreter/translator to perform language interpretation/translation based upon the request. In addition, the processor sends a non-voice augmented feature that is associated with the potential language interpreter/translator to the mobile computing device so that the mobile computing device renders the non-voice augmented feature on a display device of the mobile computing device. The processor also receives an indication from the mobile computing device that the potential language interpreter/translator is accepted by a user associated with the mobile computing device. Further, the processor establishes the voice-based language interpretation/translation session between the mobile device and a communication device associated with the potential language interpreter/translator.

The present disclosure relates generally to providing an intent-driven contact center. The contact center according to some embodiments analyzes intents to determine to which device or agent to route a communication. The analyzed intent information can also be used to formulate reports and analyze the accuracy of the identified intents with respect to the received communication.

Systems and methods for search based call routing

A computerized method of routing customer interactions (call and chats) includes the following steps performed by a server computing device: creating a database with a document for every agent with a set of attributes identifying the types of customer interactions they service, receiving a set of call attributes associated with an incoming call; formulating a query of the call attributes against all agent profiles and returning a matching score for all available agents using Elastic Search; and routing the incoming call to a target agent with the highest score in the set of available agents, if there is at least one available agent; or a customer waiting queue, if there is no suitable agent achieving at least a minimum score.
